Outsourcing support can give you 24/7 coverage and faster responses without hiring a night shift. Use this checklist to decide if it's right for you and to choose a partner that protects your brand.

Is outsourcing right for you?

Outsourcing tends to work well when:

  • You receive a steady volume of similar questions (orders, bookings, account queries).
  • Customers expect answers outside office hours.
  • Demand spikes seasonally or around launches.
  • Your specialists spend too much time on routine enquiries.

The checklist

1. Define channels and hours

Decide which channels need covering (phone, email, live chat, WhatsApp, social) and when. Full 24/7 cover isn't always necessary; evenings and weekends may be enough.

2. Agree service levels

Set clear targets for first response time, resolution time and customer satisfaction, and agree how they'll be reported.

3. Document your knowledge

Agents can only be as good as the information they're given. Write down your policies, common questions and tone of voice. A good partner will help you turn this into a knowledge base and saved replies.

4. Set escalation rules

Be explicit about what agents can resolve themselves (refunds up to a limit, address changes) and what must go to your team, with full context.

5. Check data protection

Your partner will handle customer personal data, so you need a written data processing agreement, role-based access to your systems and clarity on where data is stored, in line with UK GDPR.

6. Use your tools, not theirs

Agents should work inside your helpdesk (for example Zendesk, Freshdesk, Gorgias or HubSpot) so you keep full visibility and ownership of every conversation.

7. Plan a supervised pilot

Start with one channel or time window, review conversations daily and refine before expanding. Most issues surface in the first two weeks.

Customers shouldn't be able to tell where your team ends and your partner begins.

Within a couple of months, you should see faster responses, consistent answers, fewer escalations and monthly insights showing why customers get in touch, so you can fix the root causes.
